Dear Mr. Cunningham, I first would like to apologize for your experience at East Hills. Your experience is not the way we want our clients to remember us. Second, I apologize for the frustration you must have felt about tracking down the yellow part of the contract, only to discover that you never received this part of the contract and it was in our own files. As I understand things, Alan was citing our refund policy about having to get the yellow part of the contract returned so that we could null and void the contract and process the credit back to your credit card. And I was led to believe that when you and Alan spoke, you did not have your paperwork in front of you to acknowledge that you never got the yellow copy. From that, it seems as though Alan thought you had the yellow part. In any event, the delay and consequent frustration should not have occurred. I know from the tone of your review that you are extremely upset. I know that you received the credit back to your credit card. I am a member of the senior management team at East Hills and I truly care about customer relationships. Is there anything I can do to salvage this relationship and rebuild your trust in East Hills? Dear Mr. Wolhar, Firstly, let me say that your conciliatory response is an unexpected and welcome demonstration of professionalism which I was certain would not be evident anywhere in your organization especially from the top down. I say this because the people who are hired and presumably tasked with accountability for their behavior are generally a reflection of management's direction and philosophy. Sales 101 would dictate that good customer relations results in sales. Wouldn't you agree? That said, I find it interesting that a person like yourself who apparently finds it imperative to communicate with even a disgruntled potential customer, and of course wisely excercise damage control as well, would have someone like Alan Schneider as a GENERAL Sales manager on the front lines. I would like you to understand that for me to have posted such a scathing review of your dealership, an undertaking highly uncharacteristic for me, was almost entirely the result of what I can only describe as obscenely inappropriate behavior demonstrated by Mr. Schneider. Whatever mixup he claims there was is not the point, which is something he evidently does not or refuses to understand. That is precisely why I say that he is the last person I would have considered hiring for such a position regardless of what you may feel his sales performance numbers are. I won't go on in this forum about Mr. Schneider who turned me off in ways that went straight to my core, however I will say that as someone who for many of my earlier years functioned in a highly successful sales career, I can say without equivocation that I know what I'm talking about. Lastly, very smart on your part to excercise damage control as rapidly as you did. As a writer in the second half of my career who regularly contributes to both print and internet publications and blogs, the review I gave was only the first of what would have been many more to follow. I sincerely hope you will take seriously what I've said here rather than come to some conclusion about me based solely on the deservedly angry rant I posted. I hope when I check American Express that I'll find the $500 charge retracted, not pending. As far as what else you can do, I can't say. But your response is a start! Dear "Richie Cunningham": Thank you for your prompt response last evening. I apologize for not contacting you last night as I had difficulty logging onto DealerRater from my blackberry. My eyes have gotten much older and the fine print is beginning to be a challenge for me. That said, I do appreciate your response to my earlier email. I do fully understand your concerns with East Hills and especially with Alan Schneider. When you say things like, "turned me off in ways that went straight to my core" I can definitely see how affected you were by this experience. Reputation management is one of my key areas of concentration at East Hills. I hate to see bad reviews, but instead of trying to make bad reviews go away, I try to find out why they happened and what processes and controls are lacking internally to make us a stronger company. Each experience gives me more insight so I can reinforce "my" and "your" message in our weekly manager meetings. Your words were not an angry rant. One of my favorite books is, "A Complaint Is A Gift" and I truly believe its message. From here, my marching orders are to ensure your credit gets posted and doesn't sit as a pending transaction. From there, I'm not sure what else I can do. I will be bold and ask you if you bought another vehicle. If you have not, would you like to work with me and our general manager, Jamie Franklin, (Alan's boss) bypassing everyone else? Richie, at the end of the day I want to earn your trust. I would love to know that the rapport you and I have would make you consider editing your review.
